Goals

The Nanyang Technological University (NTU) Student Activities Centre (SAC) offers flexible spaces for both quiet study and group meetings. Additionally, the One Stop@SAC lounge was recently transformed to centralize scattered student services into a single, integrated physical and digital hub.

Key objectives:

  • Unified Hub: Consolidate academic matters, finance, housing, admissions, campus life, and IT services at the One Stop@SAC, replacing traditional queues with a personalized, name-based QR system.

  • Accelerate Financial Aid: Integrate HOMES (Singapore National Database) to cut manual validation by 60% and reduce processing to under 2 minutes.

  • Scale Omnichannel AI: Deploy a 24/7 multilingual AI-IVR and ServiceNow GenAI triage to absorb routine IT and administrative volume.

  • Elevate Experience: Maintain >90% CSAT, achieving 4.9-star Google Reviews and 92% Financial Aid satisfaction, fundamentally shifting support from reactive to proactive.

Project Results

Operational Efficiency & Velocity:

  • Financial Aid Acceleration: Integrating with the national HOMES database eliminated 60% of manual verification labor. Application processing time plummeted by >90% (dropping from 55 minutes to <2 minutes).

  • ServiceDesk GenAI Triage: Achieved >90% categorization accuracy & reduced overall incident resolution times by >50%.

  • Voice Automation: 24/7 multilingual AI-IVR successfully resolves 75% of routine inquiries across 8 core service areas autonomously.

Customer Experience & Workforce Impact:

  • Exceptional Satisfaction: Sustained >90% overall CSAT score. Dedicated Financial Aid surveys registered a remarkable 92% satisfaction rate.

  • Reputation Turnaround: Walk-in Google Review ratings surged from baseline 3.3 stars to exceptional 4.9 stars.

  • Staff Elevation: Liberated from transactional data processing, frontline personnel successfully transitioned into empathetic counselors and consultative advisors.

The uniqueness of the project

This initiative uniquely merges national data infrastructure and enterprise AI to revitalize the in-person campus experience. Guided by the principle, "Technology handles the volume; humans handle the value", it harmonizes high-tech speed with high-touch care.

Integration with the national HOMES system slashed financial aid means-testing by >90%, enabling application processing in minutes.

Concurrently, issues raised via the student portal undergo GenAI triage (>50% faster resolution), while a 24/7 multilingual AI-IVR resolves 75% of helpline calls autonomously to absorb routine administrative volume.

At the physical Tech Lounge, engineers use the LLM KOPI platform to instantly troubleshoot complex issues without reinventing fixes. By replacing anonymous ticket numbers with a personalized, name-based QR queue, liberated staff act as empathetic counselors and consultative advisors, securing a 4.9-star rating and eliminating historical service gaps.

Used software
  • HOMES (National Database API),

  • Oracle

  • OutSystems

  • AvePoint

  • SNOW WHITE (ServiceNow with SimplifyNext / VEXT GenAI)

  • Axiom IT Solutions AI Voice Agent (AI-IVR)

  • ServiceNow (Name-Based QR Ticketing, One Stop Portal)

  • LLM KOPI (Generative Knowledge Optimised Platform with CoPilot)

Difficulty of implementation

Multi-Tier Backend & External Integration: Replacing the legacy Oracle system required a two-phase architecture. Synchronizing with the national HOMES platform required continuous cross-agency coordination with the Vendor and other Institutes of Higher Learning (IHLs) in Singapore, culminating in a May 2026 launch.

Disparate Systems at Scale: Making best-of-breed systems function as one. This involved training the ServiceNow/SimplifyNext GenAI models on specific university data to hit >90% accuracy, and integrating the external AI-IVR with university telephony and operationalizing support workflows via ServiceNow.

Cultural Change: Transitioning staff from back-office processors to front-of-house counselors via the AI Upskilling @ NTU Programme and the NSS Digital Mastery Program, alongside implementing the name-based QR queueing system, required rigorous change management and data governance.

Project Description

University student administration historically contends with departmental silos and reactive support models. Students previously navigated separate offices for housing, admissions, billing, and IT. Financially disadvantaged students faced weeks of anxiety as officers spent days manually validating income via legacy systems. Meanwhile, students needing IT help faced rigid phone trees and fragmented Tech Lounge queues, driving administrative fatigue and a 3.3-star Google rating.

The NTU One-Stop@SAC initiative delivered a comprehensive transformation, consolidating services into a unified, human-centric ecosystem.

AI, Automation & Backend Modernization (Handling the Volume):

Under the financial aid overhaul, we executed a two-phase migration, integrating directly with HOMES - a national system aggregating MOH, MOE, and IRAS household data. This reduced manual verification by 60% and accelerated application turnarounds to under 2 minutes (a >90% reduction).

Simultaneously, we deployed a proactive digital defense. For written inquiries, our Ask One Stop Portal (ServiceNow via SimplifyNext and VEXT GenAI) automates triage and provides templated responses, cutting incident resolution time by >50% with >90% categorization accuracy. On the phone, the 24/7 multilingual AI-IVR voice agent resolves 75% of 8 areas of routine queries autonomously.

NTU One-Stop@SAC & The Tech Lounge (Delivering the Value):

By absorbing high-volume transactional burdens, the physical Student Activity Centre transformed into a high-touch pastoral environment. The hub replaced number-based queuing with a personalized, name-based QR code ticketing system, ensuring staff address every student by name.

At the Tech Lounge, walk-in technical support is augmented by LLM KOPI, enabling engineers to rapidly retrieve verified solutions for complex laptop or mobile issues.

Frontline personnel, supported by the AI Upskilling @ NTU Programme and the NSS Digital Mastery Program, transitioned from stressed data processors to empathetic counselors and consultative advisors.
